Constructive Criticism - How to Handle Client Complaints - Duration: 7:05.

Constructive criticism.

How do we share constructive criticism with our staff so they don't take it personally,

and get offended?

Oh, that is a tough question.

But, we're going to talk about that today.

Hi there, I'm Angela Brown, and this is Ask a House Cleaner.

This is a show where you get to ask a house cleaning question,

and I get to help you find an answer.

Today's show is brought to us by SavvyPerks.com which is a benefits program for small business

owners, and then also for your staff.

So, if you're only one person, you can go to SavvyPerks.com

and you can tap into an entire network of discounts,

savings, and employee pricing for a one-person business,

or if you have two people, have three people, have five people,

you can buy a benefits membership for them.

So it's SavvyPerks.com

All right, on to today's question from Janice Weaver, who says ...

Janice Weaver: Hi Angela, it's Janice Weaver in Ottawa, Canada.

Big fan of listening to all your podcasts and information that you provide.

Question regarding when we get feedback from a client, and there are some things they're

not pleased with.

How do I share that information with the cleaning staff team, so that they take it as constructive

information, and don't take it personally?

Just would like your feedback on that.

Thanks very much.

Angela Brown: All right Janice, that is a really tough question.

But as a business owner, you have the opportunity to reposition words so that they are not offensive

to the people that are in your employ.

Now, one of the toughest things that we have to experience as a house cleaner is that we

are going to get some constructive criticism and feedback from our customers.

It's tough because we want to take that personally, because we've put so much heart and soul into

the job, to please the customer.

So when a customer finds something that's not right, it comes back to us as,

"Oh. You didn't do a very good job.

Shame on you."

Well the reality is, it's not shame on you, it's simply them modifying whatever it is,

so that we can make the job better.

So if you stand away from the comment, and you remove the comment so that it's not personal,

then you can actually dig deep, and you can find out what it is you did wrong.

Now there are a lot of customers who don't like confrontation, and so they are afraid

to give you feedback.

They would rather just text you that, "Hey, we want to suspend our service."

Instead of, "Hey, you're fired."

Because they never had the courage to come to you and say, "I'm dissatisfied with this

series of things.

If you just fixed these things, then I would be happy."

Now on this very day, I was very dissatisfied with the company that I have hired to do some

work for my business.

I really wanted to fire them, and I don't like confrontation either.

I don't want to say, "Hey, you guys are doing a lousy job.

You haven't returned my calls in five days.

I'm very dissatisfied."

What is did was, I contacted the owner, and I said, "There is perhaps a better person

in your business that is a better fit for me.

May I please be reassigned?"

So I gave them some feedback, and they shot back really quickly and said, "Oh my goodness,

we're so sorry.

We don't know what happened but you have been reassigned.

Here's a new person that's dedicated to solving your issues on your account."

So, if a customer comes to you and they have some feedback, that's gold, because here is the thing.

I didn't fire the company.

I was able to get somebody new, because the person I was working with wasn't working out for me.

Now, if it is one of your employees that the customer is having a problem with, that needs

to be addressed as well.

There may be a way that you can reassign someone else on that job without actually offending that person.

If it is, however, a particular issue, or a personality conflict, or something that

that particular person is doing, that needs to be addressed in person with that particular person.

Now, if it's work that you're doing, and the work that you're doing is sloppy, then you

need to come in as the head coach, and you need to say, "Guys, here's the deal.

We've had a customer," and I would not name the customer, because we don't want to get

in our employees minds that so and so is a high maintenance customer.

And so we might say, "Guys, we've had a couple of complaints that we're missing the little

area behind the toilets.

So this week, we're going to really focus on getting the area behind the toilets,

so that none of our customers ever again bring this up to us.

So, it was brought to our attention this week.

I get it.

It's hard to get back there.

It's hard to see, it's easy to miss.

But from now on, starting today, our team is spectacular at getting the little areas

behind the toilets."

And then people go, "Okay, yeah.

Make a note to self.

Get the areas behind the toilets."

So there's a way to encourage your people with whatever the complaint was, without highlighting

or shaming the customer, because we don't want to do that.

They are our paycheck.

And then number two, in a way that every single client that that house cleaner goes into any

bathroom, I want them to stop and remember, "Oh yes.

The area behind the toilet, because as a company,

we are spectacular at cleaning the areas behind the toilet."

There are ways of reframing that.

Now, there are several books.

I'm going to put links in the show notes to the books that I recommend, that are called

Power Talking, and phrases to use.

They're phrases to reframe those ugly conversations that nobody wants to have.

You don't want to have these with your staff.

Customer doesn't want to have them with you, and you certainly don't want to get fired

over a job because something went wrong, or somebody didn't communicate what the problem was.

When a customer is willing to come and say, "Hey, I am not happy."

That takes courage.

Oh my goodness.

That takes courage.

I like to compliment the customer on it.

Now be careful.

Be careful because the behavior you reward will be repeated.

We don't want to encourage them to find problems, but if you go to them and you say, "Hey, listen.

This took a lot of courage for you to bring to my attention that we missed something.

Our business strives for excellence, and so I hate that we did not meet your expectations.

It's just killing me on the inside.

Starting today, I never want for us to have this conversation again."

Okay?

Now you're not rewarding that behavior as in, "Bring me more complaints."

What you're saying is, "I love the fact that you had the courage to do it, and we are going

to rise to the occasion.

We are going to meet your expectations, and then we are going to exceed them."

All right.

That is how you do it.

Again, I will put links in the show notes to the books that will help you rephrase those

conversations because we have to have those conversations with our staff, if we're going

to stay in business.

All righty. Until we meet again,

leave the world a cleaner place than when you found it.
